This can be the purchasing process from pre-sales to implementation and then into day two support which is especially important when a Managed Service Provider (MSP) is providing a managed service for a contracted period. What Customer Experience Includes Customer experience includes all of the aspects and touchpoints where customers interact with their suppliers. This, for an MSP, could be focussed on areas around proof of concepts (POCs), pilots, pre-sales activities, design, quoting and then the day two service features like ease of use, dependability and reliability. There needs to be a common culture for how the MSP employees focus their separate decisions to shape the customer experience. This means that there has to be a strategic guide to how the employees consistently focus on customer interactions. This can be highlighted in large volume, fast food retailers who have, for many years, used employee handbooks for customer facing staff to drive consistent behaviours as part of the culture. MSPs serve their customers by solving a business need; a good experience is not necessarily an exhilarating one, but one that is trouble-free and therefore provides the completion of solving that need for the customer. MSPs, as mentioned previously, exist to undertake tasks that the customer organisation chooses not to do for themselves. Pairing the relevant MSP and customer contacts for operations, technical staff and commercial (Sales with Purchasing), providing direct communication to the people who can answer questions knowledgeably is a key benefit. At each touchpoint, the gap between customer expectations and experience spells the difference between customer delight and something less. Customer expectations are based on their previous experiences with an MSP\'s offerings. Customers instinctively compare each new experience, positive or otherwise, with their previous ones and judge them. These expectations will be shaped by what is happening in the wider world through the prevailing market conditions, what competitors are doing, innovative changes to the market and the customer\'s mindset. There needs to be a focus on both routine and large projects to make all Customer experiences pleasant and efficient; checking a price, getting a question answered, or placing a large value order. There requires having a plan and process for when dissatisfaction and/or complaints are logged; planned communication can overcome it and maintain a constructive relationship. Tracking Customer Experience is generally undertaken in 3 ways: Past Patterns - This captures a recent experience and is normally triggered when a piece of work, i.e., a Project, is completed. This is generally in the format of a standard survey relating specifically to the activity that has just been completed. Present Patterns - This is a method for tracking the current relationship and highlighting experience issues whilst identifying possible future opportunities. These can be part of Quarterly Business Reviews or in feedback from surveys. Potential Patterns - This is an interview-based action that discovers the sentiment of the customer and their propensity to continue working with the supplier on future opportunities. These are very focussed, tailored to the nature of the customer relationship and driven from a specific situation. When responses are gathered, it will become clear which experiences are critical to overall satisfaction. This will become strategically important to classify customers to focus on business performance improvements. Happy customers - The results in this category would demonstrate consistency in behaviour and the relationship. Growth customers - Customers in this category demonstrate both consistency and a desire to undertake further projects with the MSP. At-Risk customers - Customers in this category will still have some consistency, but the relationship may indicate a lack of desire to place further business with the MSP. They require immediate action to bring the relationship to a better standing. Dangling customers - This could indicate customers who have had a poor experience, not looking to renew or reduce the scope of their business with the MSP. A critical decision needs to be made whether there is a rescue plan or that the relationship demises. Customer experience works when it is a strategic priority within the MSP and the processes, systems and structure are aligned. To drive this within the culture of the MSP, senior staff utilising the customer experience data to make business-critical decisions will be observed by employees who will ensure that their own decisions are conditioned by that awareness Customer Success Customer success management is a long-term, scientifically engineered and professionally directed business strategy for maximising customer and company sustainable proven profitability. Following the sales process, the main mission for the supplier is to ensure that customers find immediate value from the MSP service and continually see results. Modern MSPs invest in a customer success (CS) strategy to: Business Focus- Learn more about each customer’s goals through their business drivers and understanding how the customer measures their own performance and success. Relationship Management- Develop a deeper relationship. Ongoing Development- Work with them to ensure they thrive. Several activities are needed to ensure that the focus is on repeatable outcomes and not leaving the engagements down to the quality of the people involved, as this may vary. These activities may vary based upon the complexity of the engagement and how much revenue may be generated from each engagement. Segmenting customers is an important lens for judging the level of engagement and time commitment. This is to be able to focus on achieving the required Contractual level of service and the desired level of experience perceived to be needed to maintain a longer-term relationship. One of the simplest and most effective things that suppliers can do to ensure customers are on the path towards success and know what to expect along the way is by having a structure of engagement. This engagement structure can be broken into three main elements of telling them, working with them and getting feedback from them on how well it worked: Manage Expectations – Setting the correct expectations with customers during onboarding by providing them with a milestone plan for each month as a customer and what the major Success Milestones are—this helps to reduce any anxiety, buyer regret, and to build trust. Establish Joint workflow - Provide the Customer with an activity list of who will be doing what and when. This demonstrates that when both companies work together, the goals will be achieved. Customer Testament - Success Milestones provide an opportunity to provide feedback on the experiences. They are setting an expectation that on meeting a milestone, the customer will be surveyed to provide a testimonial or interviewed for a case study. Issue Resolution There needs to be a feedback loop and escalation path for both organisations to review performance and highlight when optimal performance is not being achieved. The advice is to have regular reviews and for both organisations to be open and honest about achievable performance goals. The adjustment and fine-tuning of deadlines will lead to greater trust and reliance upon the relationship. Measuring Customer Success There are two types of measurement that must happen in an organisation focussed on Customer Success Management: Customer Performance and Supplier Performance. A common measure in Customer Success is a financial metric called Net Revenue Retention (NRR), and a Customer Success specific metric that is pertinent is Success Vector. The Success Vector is a balanced subjective measure based on whether the customer has the tools, investment, and desire to want to be successful. This is then proven out by the customer meeting their milestone objectives and continuing to work with the supplier collaboratively. Quite simply, is the customer invested in these behaviours and demonstrating a continual adherence to the milestones that they commit to. Renewals and service extension/ expansion targets must be aligned with customer success; otherwise, the forecast revenue will not be dependable. When NRR goals are achieved in line with the milestone, but the Success Vector is deviating or decreasing, it can highlight where revenue targets were met at the expense of customer success. Software and Tooling Defining measurements in line with customer segmentation is more pertinent than just buying a ready-built software tool and using it in a vanilla deployment. Approaching it in this way allows for the supplier to learn through experience and make improvements over time to the system and method of use. Using software and automation is a key enabler when a supplier wishes to scale their deployments with many customers and generate repeatable and meaningful data to drive the pervasiveness of this approach within the culture. The obvious benefit of standard measures and reliable data enables confidence in data modelling and forecasting. Customer Success Management is context-sensitive, and there needs to be an accurate record of the subjective experiences of the customer as well as the recording of objective data. For example, the Customer may have deployed two different types of collaboration Software; one looks highly utilised as the licenses are deployed during the standard build of laptops through IT; however, the other is primarily used by the customer’s staff as this has been culturally integrated by a preference for a feature. Customer Success Management is not a technology-centric initiative; it requires an understanding of what Customer Success is, how Customer Success Management is the orchestration of Customer Success, and what all that means in the context of customers. Technology can enable you to perform Customer Success Management activities in a predictable, defined, and scalable manner. Below, we discuss careers, Forfusion’s growth and future plans, as well as the positive impact of the Forfusion gym membership and other benefits. Could you outline a little of your background and how you came to Forfusion? I’ve worked in the technology sector for a significant portion of my career, initially in Scotland for a national firm. This mainly consisted of customer service but grew into a supporting manager position under the Director, travelling to our offices up and down the country, checking on processes and administrative operations. I was extremely grateful to be granted a transfer when relocating to Newcastle but was starting to feel a little disillusioned and desired a fresh challenge. A relevant role came up for me nearby at Forfusion and, having heard great things about the company, I applied. As the old saying goes, time flies when you’re having fun. I’ve just had my fourth anniversary here and I still love coming to work every day. It’s great to work in the technology sector. I’m not overly technical, but I like to learn how things work. I’m happy to have a technical consultant explain to me the benefits of some of the technology we provide for our clients. And that’s one of the great things about Forfusion, the technical guys can take this stuff and explain it to you on a human level to help you understand. In your role as Sales Support Executive, what does a typical day at Forfusion look like for you? There isn’t a typical day I suppose, things can sometimes drop onto my desk at the drop of a hat! I’m usually an early riser and, because we have a flexible working policy here, I can sometimes be in the office between 7 or 8 in the morning. This all depends on what gym classes are on that day. As a key company benefit, we get a free gym membership for the CBX Gym downstairs, here at Cobalt and it’s completely changed my outlook on keeping fit and healthy. As far as my role goes, it mainly covers admin and sales support but has branched out a bit in recent times. We’re working in more sectors than ever, with ever-increasing international reach, so I also sort a lot of the logistics for when our engineers are on client site. So, the business has changed somewhat during your time? Definitely. Headcount was less than 30 when I joined, I think we’re at around 50 now, with quite a few coming through the door in 2019. There are more accounts and projects to support and an extra office down South. We’ve moved office in Newcastle, too. We were in a bit of a cupboard when I joined, with around 12 desks or so. It’s been fascinating to watch the company grow and I really can’t envisage it not getting even bigger in the coming years. You mention previously that Forfusion provides a gym membership to employees. What impact has this had on your lifestyle? Were you particularly active before this? If I said I was active before this, I’d be telling a bit of a white lie! I had a gym membership back in Scotland when I was about 21, but I never went, there was always a convenient excuse! Now, in my 40’s, I’ve never felt healthier and fitter. The positive impact on myself doesn’t just stretch to physical benefits, it’s done the world of good for my confidence, too. I’m a chatterbox in familiar surrounding like the office, but generally quite a shy person. Attending the gym classes have allowed me to feel more at ease in unfamiliar settings. The early Friday morning bootcamps can be a little brutal, mind! What other aspects do you particularly enjoy about working at Forfusion? Either benefit or culture specific. As well as the free membership and healthy snacks in the office, Forfusion also offers Vitality Health Insurance that rewards and encourages employee’s healthy lifestyles. But, without being cliché, I would have to say my favourite perk is a caring environment where you’re comfortable enough to ask for more perks. Ideas are always acknowledged and considered. The atmosphere is great too. Work hard, play hard. There’s a real balance where we do have our heads down at times, but we also have our Friday afternoons with bingo, pizza and the odd beer! I don’t really know if it falls into the culture or benefit category, but the flexibility Forfusion offers is a huge plus and I know this resonates across the team. When I had a family emergency, my management went the extra mile to ensure I could work remotely in Scotland until everything was sorted. I’ll forever be grateful for that. Industry experience Having worked in technology, engineering and business consulting for over 20 years, I’ve gained invaluable experience in both private and public sector industries. I’ve architected complex designs, technology road-maps and risk mitigation strategies, for some of the largest blue-chip companies in the world. More recently, I’ve been responsible for managing and executing a company acquisition, as well as developing the associated earn out mechanics. Background Prior to life in the commercial world, I spent my time working for the armed forces in some of the most hostile places on earth. Whilst serving, I worked extensively with computer networks, as well as designing blast walls to absorb rocket energy. I also worked as a specialised military diver and spent half my life underwater searching for dead bodies and other unpleasant things. It’s how we help them stay competitive in a fast-paced industry. With 2020 just beginning, we decided to explore some of the exciting new trends that we can expect throughout the year. The Internet of Things The Internet of Things is growing rapidly each year as more and more connected devices are joining the network. 2019 saw many households transform into ‘smart homes’ with the integration of smart security devices, voice assistants like Alexa and Google Home, video doorbells and smart plugs. This year, it’s predicted that the number of worldwide connected devices will reach a staggering 20.4 billion, due to the growing number of businesses who are beginning to realise the productive and cost-effective benefits of IoT. According to the Telegraph, 29% of the world’s organisations have already adopted the IoT, while 67% of its adopters say that their connection is critical to their business’s performance. Companies are saving money with devices like motion sensor lights and smart thermostats, while smart CCTV cameras and locks are strengthening security. The retail sector, in particular, is benefiting, thanks to the IoT’s ability to facilitate inventory management. Where non-IoT, cloud-based inventory systems can already log lots of useful product information – such as stock levels, expiration dates and item location – IoT systems can log even more. IoT product tags can hold information about temperature, object damage and beyond, while built-in GPS makes products even easier to locate. It won’t be long before this method of inventorying becomes the norm for all retailers. Edge Computing The rise of IoT is driving the adoption of Edge computing techniques. Rather than transmitting information from a device to a data centre, Edge computing involves processing data locally, either on the device itself or at a nearby server or computer. This is especially useful for sectors that require instant, real-time responses such as the processing of patient records in health care and instant account updates in finance. Instead of transmitting to a server that’s thousands of miles away, Edge data only needs to travel a short distance, thus drastically reducing the device’s latency and bandwidth usage. 5G Major network providers like Vodafone, EE and O2 have already welcomed 5G to a number of UK cities, but plans are already in place to see that number expand. Just like 4G replaced its predecessor 3G, 5G will follow in its footsteps. With its ultra-fast speed and more stable connection, 5G will not only improve the connectivity of our personal devices, it will provide countless opportunities to adopt and expand IOT solutions. While consumer adoption rates will mostly be dictated by the availability of 5G-capable user devices, initial benefits and innovations are much more likely to be driven by businesses taking advantage of the technology. The healthcare sector, for example, is constantly advancing, so its data usage and transfer-needs are always increasing. With 5G, the industry will have the capabilities to be able to handle these huge volumes of data instantaneously. Its low latency and stability will improve the reliability of life-saving technology like robotics and telemedicine. As for the Finance industry, 5G will help broaden the range of services that can be delivered; instant data transfers, wearable payment technology and AI financial recommendation software can all be made possible. Whatever industry you’re in, 5G will be improving its competencies in some way, whether it’s simply strengthening communication between employees or introducing revolutionary experiences like virtual reality and augmented reality. Face Recognition Face recognition is nothing new; airports have used it for years, Apple has implemented it into the most recent iPhones and we see it all the time in Facebook’s ‘suggested-tags’. However, as AI technology develops further, face recognition is becoming more accessible and affordable for businesses to implement into their own services. For example, security systems are harnessing the technology to provide better detection and prevention capabilities. Retailers are able to use face recognition in their CCTV cameras to detect when a known shoplifter enters the store, while the technology can provide an extra layer of authentication in account logins and building entrances. It’s not just security that can benefit from face recognition. IoT devices can implement technology in order to ‘see’ the environment around them. Some healthcare devices, for instance, have the ability to scan a patient’s face and diagnose diseases based on that scan. Similarly, the manufacturing industry could reduce hazards by using ‘seeing’ machinery that detects employees’ whereabouts on the shop floor. The more technology is advancing, the more it’s matching complex human capabilities. Voice Assisting With the popularity of voice assistants like Alexa, Cortana and Siri constantly rising, chatting to robots is becoming a norm for us all. They’re already incredibly intelligent, but they’re still prone to frustrating mistakes, like calling John when we asked for Joan or turning the volume up when we asked for it down. In the upcoming years, however, we expect to see these mistakes drastically reduced - thanks to the development of Natural Language Processing (NLP). NLP is the technology that all voice assistants use to understand, interpret and generate human language. Its capabilities depend on the amount of unstructured data that’s available for the software to manipulate. The more users that engage with voice assistants, the more data they’re able to acquire, which is why the technology gradually gets better over time. Soon, it’s expected that human-to-robot interaction will be as seamless as natural conversation, with voice assistants having the ability to interpret features like sarcasm, implied meaning and slang. As the data and conversation abilities of voice assistants progress, it’s also expected that their knowledge will broaden too. Assistants can already answer endless questions, from “What is used to treat pneumonia?” to “What is the population of St. Lucia?”, but they don’t actually have any real skill or knowledge behind their answers – they’re simply regurgitating information found by search engines. To improve this, experts are beginning to tailor the software to their specific sectors, just like Do Not Pay, the world’s first robot lawyer has done. With this advancement, it’s likely that the use of voice assistants in businesses will grow, particularly in industries where it isn’t practical to push buttons or type, such as manufacturers who are wearing safety gloves or healthcare professionals who are too busy operating on a patient. Industry experience Since leaving the RAF in 2005, I’ve worked for some of the largest SI’s and technology vendors in the world. This afforded me a fascinating insight into how IT worked or rather didn’t work, in some of the UK’s largest commercial and public sector organisations. I specialised initially in network and security infrastructure, gaining a solid understanding of the importance of the network as an enabling platform for delivering world-class applications and collaboration services. As the world moves towards the third Platform of IT; where mobility, cloud, big data and social platforms are going to play a huge part in shaping all of our futures, I try to ensure Forfusion’s strategic partners are aligned on the same journey and have solutions to match our customers\' expectations. Background I developed a passion for technology during a 14-year career as an Electronics Engineer in the RAF, working on everything from valve driven amplifiers (yes valves!) to the latest solid state, microprocessor powered radar systems. The RAF allowed me to experience first-hand how powerful today’s modern integrated systems can be; at the heart of it all, digital computers providing critical real-time information to save lives and keep the nation secure. Favourite quote “Before you judge a man, walk a mile in his shoes. After that who cares? He’s a mile away and you’ve got his shoes.” Billy Connolly One of my all-time heroes and so much more than a comedian. Now sadly suffering from Parkinson’s disease I saw him live last year, and it was inspirational to see someone so clearly robbed of their on-stage physical exuberance, still able to elicit side-splitting laughter through his warmth, intelligence and wit. Other interests As a father of three, my leisure time is at somewhat of a premium. So, when not performing the role of chauffeur, butler, UN peacekeeper or cat herder, I like to try and keep fit either down the local gym or by playing football. I also enjoy the odd round of golf – only when the weather is good, mind. Finally, I find reading is a great way of relaxing, so I try and end the day with a few pages of John le Carre or Tom Clancy. Below, he discusses the Forfusion culture, projects he’s worked on and places he’s visited as part of the company. Where it all started… Way back when I was 16, working in Telecoms for British Rail. It’s been quite the journey since! I’ve worked in both the public and private sectors, working remotely and office-based. Both have their upsides, but I’ve always enjoyed the mixed roles with a bit of travelling thrown in. I spent a fair bit of time in Germany and the Middle East during my career. Such is life, just as I decided to come back and settle in the UK, a recession hit. The temporary position I took up with the local Council turned into 21 years’ service! How I got here… In a nutshell, life’s too short. I was growing a little disillusioned in my previous job and thought if I was ever going to make the move, then it would have to be now. My initial feeling was that I didn’t have a cat in hell\'s chance of getting the job, thinking my lack of experience with next gen technology would go against me. But with Forfusion, it’s not always about what’s down on a piece of paper, but as much to do with an individual’s personality and their potential culture fit. I really got a feel for the culture at Forfusion during my second interview and really wanted the job. I was delighted to get a call a few days later to say it was mine. It’s been a busy six months…. I was in the office about two weeks before being sent out to one of Forfusion’s healthcare clients, rolling out the new Cisco Hyperflex kit. My previous Network roles meant that I had a working knowledge of Cisco products, but I had to quickly adapt to some of the newer stuff. Since then, it’s mostly been about migration projects and improving the network security for clients across the retail, healthcare, and public sectors. Pretty full on, but I really wouldn’t have it any other way as it’s great to get out, do different things and see different places! My passport’s been busy too… Since joining Forfusion, I’ve worked on client sites in Wertheim (Germany), La Roca (Spain), La Vallée (France) and Kildare, with projects coming up in Fidanza (Italy) and Belgium. I don’t know if my wife will be too happy with me saying this but, as a passionate advocate of exploring and visiting new places, I really do love the travelling aspect of my job and hope to do more as Forfusion continues to grow. County Kildare, Ireland. The greatest place I’ve ever been… From a personal perspective, it would have to be Vienna. My wife and I went there as part of our 25th Wedding Anniversary celebrations to visit the opera house for a show. Truly one of the most spectacular places I’ve ever visited. The trips to Spain have been my favourites as part of Forfusion. Not only have the places been wonderful, but the clients on site have been so accommodating and it’s been great to provide support on such a personal level, witnessing first-hand the positive impact we can have. A typical day in the office…. On the occasions I’m in the office, I offer 3rd line support for the support desk and additional project support. The project side of things will probably increase going forward, but with so much going on I’m usually busy with the hands-on stuff! What’s hot…. The travelling aspect is great, but the main thing I’ve loved about joining Forfusion is the ethos and culture. There’s a real togetherness here; you always feel supported and listened to, regardless of department or seniority. It’s like nothing I’ve ever really experienced before in my career. What’s not… I can leave this blank so far! It’s great to be challenged, or learn something new, every day… The most challenging aspect has probably been working with the Cisco Next Gen stuff, but it’s amazing how much you pick up when learning on the job. There are plenty of key Cisco elements I’d like to still know, so there are plans in place for me to develop these skills on upcoming training courses. (If you’d like to read this white paper, please register to download here .)This follow on blog is intended to answer a question I get asked a lot – “What’s the difference between network-centric ACI and application-centric ACI?”. As you already know ACI stands for Application Centric Infrastructure, but why is it referred to as either network or application centric from a design and deployment perspective? Network-Centric ACI In this ACI deployment model, the ACI fabric is deployed to function similarly to a traditional data centre, but with some key advantages. ACI is not a security tool in its own right, but it has features that are a big improvement when compared against legacy DC fabric designs. One standout capability is the level of granularity available in terms of micros-segmentation, when compared to a traditional data centre. Most of the desirable functionality however, is provided by the policy plane in the form of contracts between EPGs. As we learned in the white paper its usual to have a 1:1 relationship between BD’s and subnets. In this approach where we have multiple subnets and BD’s we can make ACI very similar to a traditional network and leverage the advantages that ACI holds over a traditional network. In this approach, we basically take the existing VLANs and VRFs and map them into ACI. We can now control traffic between EPGs (and if required within EPGs) using ACI’s policy plane. This method is usually the first point of migration, when first deploying an ACI fabric. The disadvantage is that it’s a bit more involved to automate, and you must take a lot of legacy logical components with you into the ACI fabric, some of which may not be optimal. The advantage on the other hand is that it is relatively easy for traditional network engineers (who might not have had lots of exposure to ACI) to understand how ACI functions. Deploying network-centric ACI is often seen as the first step towards application-centric ACI. Application-Centric ACI In this ACI deployment model the expectation is that everything is automated, and that it’s desirable from an automation perspective to have the underlying ACI infrastructure as simple as possible. How simple? One subnet, one BD, one VRF simple, this way you can spin up new servers and the associated EPGs in a single workflow, without having to worry about automating route leaking between subnets or VRFs as part of the workflow. Using Application-centric ACI it’s very easy to map a 3-tiered application into three EPGs, one for front end, one for middleware, and finally one for DB backend. As EPGs use a zero-trust model, the automation workflow can create the contracts to include exclusive communication between the application tiers. Multi-destination flooding is also controlled so that MD traffic is either dropped or flooding in its original encapsulation, rather than flooded (which is the default). This deployment model for ACI lends itself to multitenancy and cloud provisions, where the expectation is that the fabric facilitates the application traffic, and that some access to the public internet will be required. The deployment of a high-level orchestration engine such as Cisco Cloud Connect to manage, define and deploy the various automation elements that make up a workflow is expected. More recently, I’ve been responsible for managing and executing a company acquisition, as well as developing the associated earn out mechanics. Background Prior to life in the commercial world, I spent my time working for the armed forces in some of the most hostile places on earth. Whilst serving, I worked extensively with computer networks, as well as designing blast walls to absorb rocket energy. I also worked as a specialised military diver and spent half my life underwater searching for dead bodies and other unpleasant things. To let off steam I spent much of my time on the judo mat and in the boxing ring, and in fact, participating in any physical and mental challenge that presented itself.
